I worked as a QA in ATT Mobility Sales and Service, We also conduct QA talk to the newly hire for them to avoid escalation. we have monthly calibration to make sure that all QA's have the same knowledge and standards/ monitor or listen to agents call weather its a random, sales, or detractor call to check their behaviour and make sure that they provide quality sales and provide excellent customer service, we have checked list/tool called MCM to monitor their behavior ,extract those data to excel, and make reports that will be sent to the operation.
